About Darren Ross

Long before organizations invited Darren Ross to speak about customer experience, they hired him to observe it.

That distinction has shaped everything Darren has done since, from studying thousands of customer interactions to transforming the Magic Castle® Hotel into a globally recognized example of extraordinary service.

He didn't study customer experience from the sidelines.

Darren Ross has spent three decades inside it.

He began his hospitality career with Hyatt Hotels in 1995, drawn to a simple idea: he could make a career out of making people happy. Two years later, the California Tourism Board named him Hospitality Employee of the Year.

At the Beach House Hotel in Hermosa Beach, Darren helped open a brand-new property and created its standards of service from the ground up.

Then he became fascinated with a different question:

What is the customer actually experiencing?

Darren founded Customer Service Associates, a secret-shopping and consulting company with agents evaluating restaurants, hotels and businesses across the country. Clients trusted Darren not only to tell them how they were doing, but to help determine what they should be paying attention to in the first place.

He learned to look beyond the checklist.

To notice the interaction no one was measuring.
The opportunity no one was seeing.
The moment everyone else walked past.

And then one client changed everything.

The Magic Castle® called.

It started with the legendary private club in Hollywood.

The Magic Castle® hired Darren and Customer Service Associates to evaluate the experience at the club. He returned again and again, observing the service and sharing what he saw.

The owners took notice.

They asked Darren to turn his attention to the Magic Castle® Hotel next door. What began as an evaluation grew into consulting, as Darren helped them see opportunities to elevate the guest experience.

Then they asked him to run it.

Darren accepted.

What followed became the proving ground for everything he had spent years noticing.

Eventually, Darren founded Service Freak Hospitality, LLC and took over operation of the Magic Castle® Hotel himself. Darren and his team transformed an ordinary-looking, limited-service hotel into a multi-award-winning example of what can happen when extraordinary service becomes part of how an organization thinks.

The hotel has earned the California Hotel & Lodging Association’s Best Guest Service award 10 times in 14 years. Its approach to service has been featured in The Power of Moments by Chip and Dan Heath, Fans First by Savannah Bananas founder Jesse Cole and Pink Goldfish by Stan Phelps, and Darren’s strategies have been taught at Stanford Graduate School of Business.

The Popsicle Hotline became famous.

The philosophy behind it became Darren's life's work.
